How to Organize a Shared WhatsApp Inbox
Sharing a number is not enough to coordinate service. An inbox needs visible rules for assignment, response, handoff and closure so two people do not handle the same case blindly.
Design the queue
Separate new, assigned, waiting-for-customer and closed conversations. Each status needs an entry and exit condition. “Pending” without an explanation does not identify whether the business, customer or a third party must act.
Prevent overlapping replies
Before replying, check the owner and latest action. A handoff should explain what was resolved, what remains and who continues. Do not transfer a conversation with only “here is this customer”.
Coverage and hours
Define who reviews the queue when a shift ends and what message explains out-of-hours coverage. Automation must show how to reach a person. Do not advertise permanent availability when the team cannot provide it.
Handoff exercise
In a hypothetical example, a technical inquiry moves from sales to support. The note includes the product, the answer already sent and the outstanding question. Support confirms ownership; sales stops replying until a new explicit handoff. Closure rules should distinguish delivered answers, resolved inquiries and sales. When a customer returns about the same problem, reopen the context rather than restart without history. Review the oldest waiting cases before assigning new work.
